Proposal of methodology for control process of Knowledge Management

Abstract:

Tato bakalářská práce se věnuje zejména oblasti Knowledge managementu, obsahuje podrobný pohled na procesy a postupy v rámci IT firmy. Je popsána celková struktura a tvorba nových instrukcí pomocí vhodných nástrojů. V práci je představen metodický návrh na zlepšení celkové kvality vytvářených instrukcí, který je snadno sledovatelný pomocí správně vytvořených reportů propojených na vytvořený dashboard. Práce se zaměřuje na nejčastější chyby vzniklé při tvorbě specifických Knowledge Base v rámci nástroje ServiceNow, který je navržený podle procesního frameworku ITIL. Tyto chyby mohou mít negativní dopad na samotné řešení incidentů, nedodržení SLA a výsledkem tak může být nespokojený zákazník. Jsou zde uvedeny mimo jiné také oblasti úzce spojené s procesem znalostí, mezi které patří Incident, Problem a Change management.

Abstract:

This bachelor's thesis deals mainly with the field of Knowledge Management. It contains a detailed look at the processes and procedures within the IT company - description of the overall structure and creation of new instructions using appropriate tools. The work presents a methodological proposal to improve the overall quality of created instructions, which is easily traceable using properly created reports connected to the created dashboard. The thesis describes the most common mistakes in the creation of specific Knowledge Base within the ServiceNow tool, which is designed according to the ITIL process framework. These mistakes can have a negative impact on the resolution of incidents, non-compliance with the SLA and the result of this can be a dissatisfied customer. Areas closely related to the knowledge process, including Incident, Problem and Change management, are also listed here.
